When an OEM's service engineer receives a ticket from a customer site, the expectation from the IT side is clear: the machine is connected, the data is flowing, the engineer should be able to diagnose the issue quickly. The reality from the OT side is different. The engineer needs to identify which machine variant is at that site, retrieve the relevant logs, confirm which software version was active, pull the process data from the period before the fault, and check whether any configuration changes were made recently. The data exists somewhere in multiple systems. The investigation begins with a search.

The hidden workload that precedes every diagnosis

Context-gathering is the invisible phase of service work. It happens before troubleshooting begins, it is rarely tracked as a cost, and it has become so normalized that engineers no longer think of it as a distinct activity. They simply know that before they can analyze a problem, they first have to assemble the information needed to understand it.

The structural reason for that workload is that service-relevant data is distributed across systems that were designed for different purposes. Asset configuration may live in an ERP or PLM system. Operational data lives in a historian or IoT platform. Alarms and fault codes are stored in a SCADA or edge device log. Maintenance history is in a service management platform. For installed-base machines deployed across dozens of customer sites, some of that data may still exist only locally on the machine itself, accessible only via a remote session or on-site access. Before an engineer can analyze the problem, they first have to identify which of those sources contains the relevant information for this specific machine, at this specific site, in this specific time window. That identification is not trivial.

The technical mechanism that creates the bottleneck

The bottleneck has a precise technical cause. Each system in the service data landscape stores data organized around its own primary entity. The ERP organizes around customer records and order numbers. The historian organizes around tag names. The alarm log organizes around fault codes and timestamps. The maintenance system organizes around work orders. None of them organizes primarily around the machine as an operational unit, connected to its full history of configuration states, software versions, production conditions, and maintenance events.

When an engineer needs to investigate a fault, they effectively need to join data from all of those systems against the machine as the common reference. That join does not exist in the infrastructure. It has to be constructed manually for each investigation. The engineer becomes the integration layer, spending their cognitive effort on data logistics rather than on diagnosis. That is not a workflow problem. It is an architectural problem expressed as a workflow problem.

The compounding cost as the installed base grows

At small scale, experienced engineers compensate for this friction through institutional knowledge. They know which systems contain which data, they have developed mental shortcuts for common fault patterns, and they remember configuration specifics for machines they have worked with before. That compensation works until the installed base grows beyond what individual memory can track. When a manufacturer deploys the same machine type across forty customer sites, each with slightly different configurations, product mixes, and local operating conditions, the institutional knowledge that previously filled the data gaps becomes unreliable.

Every investigation now starts from close to zero. The engineer has to verify the configuration, retrieve the relevant history, confirm the current software version, and check whether the local operating conditions at this specific site are relevant to this specific fault pattern. Hypothetically, if that context-gathering phase consumes thirty to forty percent of the total investigation time per ticket, the impact on service capacity is substantial, not because individual engineers are inefficient, but because the data architecture forces a significant fraction of each investigation to be spent on logistics before analysis can begin.

What changes when data is organized around the asset

The shift that changes this dynamic is architectural: organizing data around the asset rather than around the source system. That means the machine becomes the primary reference point in the data model. Its configuration history, software versions, sensor data, alarm history, maintenance interventions, and operational context are all connected to the same asset identity, regardless of which system originally produced them.

For a service engineer, that changes the workflow from a multi-system search to a single starting point. The investigation begins with the machine. The relevant context, configuration state, recent events, operational history, is already structured around that asset and immediately accessible. The question shifts from "where can I find the data for this machine?" to "what does this event sequence tell me about the fault?"

Capture organizes industrial data from different sources around assets and events within a shared operational model. For OEMs managing a distributed installed base, that means service engineers work from one coherent context per machine rather than assembling fragments from separate systems before each investigation. The time currently lost to searching for data becomes time available for understanding what the data means. In service, that difference directly affects response time, diagnostic accuracy, and the organization's ability to learn from incidents across the entire installed base.
